Ever notice how, by just letting someone vent, the fury goes out of
their demeanor? Just the act of sitting down at the table for serious
discussions in an atmosphere of mutual respect has surprising results.
However, by taking this hard stance we are creating an atmosphere of
hard resistance and this is a very tough place from which to start
discussions in my opinion.
What training do Customer Service Representatives have that deals with
hostile customers?

The point is that your question is predicated by the idea that

want to improve relations with us. I don't believe that is the
case.
